FIFA is hiring a Ticketing General Public Customer Care Manager to lead customer service operations for major international football events, based in Rio de Janeiro, Brazil. This fixed-term, full-time role sits within the Ticketing, Hospitality & Stadium Revenue department and reports to the Senior Manager. The position is central to how fans experience FIFA events, from the moment they contact customer care to the resolution of their issues on match days. The person in this role owns the entire customer care strategy across every channel, including contact forms, call centers, chatbots, and email. They set the direction that coordinators, specialists, and outsourced teams follow day to day. They also manage the relationship with external customer care and call center providers, from contract terms and service level agreements to performance management and renewal decisions. When service falls short, this manager makes the call on whether to renegotiate or change providers. This is a leadership position with significant scope. The manager leads the Quality Assurance team, defines training curricula and certification standards aligned with FIFA ticketing regulations, and owns the escalation governance framework. They act as the final internal escalation point before matters reach the Senior Manager. They also step into direct customer care delivery for media-sensitive escalations, VIP-adjacent complaints, or capacity gaps during peak on-sale periods and match days. FIFA is the international governing body of association football, responsible for organizing major tournaments including the FIFA World Cup. Responsibilities
- Define and own the customer care strategy and operating model across every channel, including contact forms, call center, chatbot, and email, setting direction for Coordinators, Specialists, and outsourced teams
- Own the end-to-end relationship with outsourced customer care and call center providers, including contract terms, SLAs, onboarding, setup, ongoing performance management, and renewal or renegotiation decisions
- Define the training curriculum and certification standards for customer care and call center staff, aligned to sales strategy and FIFA ticketing regulations, holding providers and team leads accountable for quality and pass rates
- Step into direct customer care delivery for cases requiring Manager-level authority, including media-sensitive escalations, VIP-adjacent complaints, and capacity gaps during peak on-sale periods and match days
- Design and own the escalation governance framework across channels and teams, acting as the final internal escalation point before matters reach the Senior Manager
- Set the quality control framework and standards, owning corrective-action decisions when the QA team flags deviations from service requirements
- Own the case management strategy inside the CRM, including workflow design, automation rules, and logic for what is handled automatically versus manually, partnering with the CRM/Digital team on system configuration
- Build the business case for and drive adoption of productivity and satisfaction improvements, including tooling, process redesign, and agent enablement
- Identify and report patterns and risks to the Senior Manager and relevant FIFA stakeholders, owning mitigation processes and escalating anything beyond the team's authority
- Act as Customer Care's point of accountability toward FIFA functional areas including Legal, Sustainability, Data Protection, and Finance, translating requirements into operational process and owning compliance gaps
- Define the KPI framework for customer care and call center performance, using CRM and other systems' output to make staffing, resourcing, and vendor-performance decisions
- Lead the Quality Assurance team, setting methodology and standards and using QA findings to drive corrective action across the wider operation, in-house and outsourced
- Own the governance model for the multilingual customer care knowledge base, including standards, versioning, and ownership, with day-to-day administration executed by the team
Requirements & Qualifications
- Minimum five years of experience leading large teams, including in-house staff and external service providers, with international and different cultural backgrounds working toward the same goal
- Minimum three years of experience leading Ticketing Customer Care teams on major international sports events, including recruitment, training, and project delivery
- Experience planning, managing, and conducting ticketing customer care strategies and processes for world-scale projects, including previous FIFA World Cups
- Venue and onsite operations experience for ticketing and/or sport events
- Experience in a similar role during previous FIFA World Cups
- Team-leading skills with the ability to lead multicultural teams
- Communication and problem-solving skills
- Proficiency in MS Office (Excel, Word, PowerPoint, Monday) and planning software and online collaboration tools
- CRM software experience for case management, including automatic and manual management of cases
- Ability to relocate to Rio de Janeiro
- Right to work in Brazil
